Responsibilities:

• Manage and lead the Service Desk and staffs to provide 1st level technical support.
• Act as a further escalation point for unresolved or escalated cases and provide guidance to the team.
• Take on a wider customer service role and promote the customer service ethic to maintain a high degree of customer service for all support queries and adhere to all service management principles.
• Report to SD managers on any issue that could significantly impact the SLA and recommends action plan.
• Take overall responsibility for incident management and request fulfilment (if any).
• Ensure staffs take ownership of user’s incidents and be proactive when dealing with user’s incidents.
• Ensure all calls and emails are logged in the Service Desk logging system as per operating procedure.
• Allocate more complex calls and emails to the relevant IT Support member.
• Arrange for external technical support where problems cannot be resolved within L1
• Manage Service Quality Assessment and Coach the agents on proper handling approaches.
• Provide Domain Briefing/ Training to new joiners.
• Able to front Service Desk to stakeholders for clarification and enquiries.

About you:

• Minimum Diploma in IT relevant discipline.
• Familiar with Service Desk day to day Operation. This requirement does not include those with Customer Service Experience in a non-technical call center environment.
• To have a minimum of 3-years end-user support experience, desktop, or technical service desk. About 2-years' experience in leading a Service Desk team of at least 15 agents.
• To have the in-depth technical skills to support existing and new computing devices like desktops, notebooks, tablet devices and smartphones with knowledge of Windows Operating Systems, Active Directory Account Administration, and Microsoft Office applications.
• Experience in Situational Management to provide Ad-hoc instructions to the team.
• Experience in Gap Analysis, Productivity, Call Statistic, and Incident Trending.
• Experience in managing Complaints, identify training needs and coaching SD agents.
• Experience in Service Level Agreement (SLA) Reports, identify Service Improvement Opportunities and recommend Action plan.

Notes:

• Staggered 8.5hr Shift – Between 7.30am to 7.30pm (SGT)
• Weekend duty as per roaster to support emergency cases.

Service Delivery Manager is responsible for managing and monitoring Service Level Agreement’s (SLA) requirements so as to ensure the contractual requirements level is met. The incumbent will maintain long term healthy customer relationships, acting as the bridge between clients and internal teams. The role requires the incumbent to demonstrate independence and strong leadership abilities to drive, excel and achieve goals.

Responsibilities:

• Lead and drive the service delivery and projects implementation
• Manage and communicate with key holders on operational support daily
• Monitor and ensure SLAs are met, issues escalated and prioritized
• Act as the point of contact for account delivery
• Responsible for service delivery of account and prioritization of work requests
• Work with Business to integrate new, enhanced and existing service offerings for the account
• Provide the customers with relevant reporting and trend analysis statistics to pro-actively support and improve the customer’s business
• Identify operational gaps and drive to ensure closure, both internally and externally
• Maintain long term healthy customer relationships, acting as the bridge between clients and internal teams

Requirement:

• At least 6 years of relevant experience
• At least 4 years of IT outsourcing experience with proven ability to work in large groups and for large accounts to lead large teams
• Proven success in achieving project milestones and broad technology awareness
• Possess a full and broad understanding of the services required by the account and of other services and technology potentially available through the company, along with good project co-ordination skills
• Strong business acumen, customer focus and good financial management skills
• Self-motivated and pro-active in resolving issues and identifying new opportunities on the account for the company
• Effective interpersonal skills both written and presentation
• Strong analytical and problem solving skills, combined with the ability to provide quick resolution to problems
• Experience in coaching and staff development is mandatory
